Credit where it is due: Help Scout is the nicest tool here
Support software is usually judged on features and then endured on ergonomics. Help Scout inverts that. Conversations read as conversations, the composer stays out of the way, saved replies and notes are where you expect them, and the whole product resists the temptation to look like a ticket queue. Customers receive something that reads like a human email rather than a case number, which changes the tone of the exchange.
The AI features are included in the plans rather than bolted on for an extra per-seat fee — a fairer arrangement than the rest of this category currently offers. Reporting is clear, the help centre is tidy, and setup takes an afternoon.
If your team is small, your support is email-shaped, and the quality of the writing experience is what you care most about, Help Scout is an excellent purchase and this page will not talk you out of it.
Shared inbox versus service desk: two different shapes
A shared inbox optimises for a stream of conversations handled well. A service desk optimises for structured work with obligations attached: queues, priorities, assignment rules, formal response and resolution targets, escalation, and reporting you can defend to a client.
Help Scout is deliberately the former. It has workflows and good automation, but it is not built around a formal SLA engine with business-hours arithmetic, holiday calendars, pausing while you wait on the customer, and an append-only clock history you can replay when a number is challenged. Neither shape is superior. If you support consumers on a best-effort basis, formal SLA machinery is overhead. If you have contracts that specify a four-business-hour first response, an inbox will not settle the argument.
The CRM underneath is the actual difference
